Call QA
Evidence-linked call scoring vs soft-skills QA tools
Sentiment and talk-time metrics help coaching. Defensible compliance QA needs checklist scores tied to transcript evidence. Here’s the difference.
- call scoring
- evidence
- compliance QA
The call analytics market is crowded with tools that promise “AI QA.” Many of them are excellent at soft-skills coaching: sentiment, talk ratio, interruptions, filler words, empathy scores.
Those signals help managers coach tone and pacing. They are a weak foundation when a client, carrier, or regulator asks: “Show me that we handled DNC correctly on this sale.”
Soft-skills QA answers a coaching question
Soft-skills products typically optimize for:
- Agent development and calibration sessions
- Trend charts across teams
- Voice-quality or sentiment heatmaps
That is valuable — and it is not the same as scoring a campaign checklist for regulated telesales.
If your primary risk is script adherence and zero-tolerance compliance language, a sentiment trend will not tell you whether the licensed-agent disclosure happened after a warm transfer.
Evidence-linked scoring answers an audit question
Evidence-linked QA is built around a different unit of work:
| Soft-skills tool | Evidence-linked Call QA |
|---|---|
| Aggregate behavioral metrics | Per-criterion score vs your checklist |
| “Agent sounded rushed” | “Criterion X failed — here is the transcript line” |
| Coaching dashboard | Jump-to-moment review queue |
| Generic scorecard | Campaign-specific rules + red flags |
When a flag fires, the reviewer should see:
- What failed (checklist item or zero-tolerance red flag)
- Where it appears in the transcript
- One click into that moment in the recording
- A place to accept or reject with a comment — human judgment in the trail
That is what makes a score defensible to a client or internal compliance lead.
Why generic scorecards break on regulated floors
Final expense, Medicare, and debt-relief scripts are not interchangeable. Opening disclosures, health screens, banking checks, and DNC handling differ by campaign — and often by client.
A one-size soft-skills model cannot encode your zero-tolerance phrases. Call QA treats each campaign’s free-text checklist and separate red-flag list as configuration, not as afterthought filters.
Choose the tool for the job
Use soft-skills analytics when your goal is coaching presence and conversation quality.
Use evidence-linked scoring when your goal is:
- Catch compliance failures across every recording
- Route QA time to flagged calls
- Defend scores with quoted evidence
Many floors need both. Do not let a coaching dashboard masquerade as your compliance QA system.
